Confirma qué vas a revisar y cuándo volverás

Distingue observaciones comprobadas, explicaciones posibles y datos faltantes.

Responding to a Complaint: From First Reply to Verifiable Closure

“It was not what I expected” needs a conversation before becoming a defense or a promise of a fix. The first response should acknowledge the reported problem and explain how it will be reviewed.

Open the English edition ↗

Separate receipt, review, decision and execution. Sending a message does not establish that a complaint is resolved or that the customer accepts the outcome.

Record what happened from the customer’s perspective

Ask them to describe the problem, when they found it and what result they expected. Summarize in their words without deciding the cause yet. If they already provided a screenshot or reference, retain it in the authorized location rather than making them repeat the whole story to every team member.

The UK Public Service Ombudsman’s principles recommend listening to the desired outcome, providing a contact and keeping people informed of progress. They originate in that public-service context. We use them as a reference for an editorial service proposal that needs adapting to actual service conditions.

Confirm what you will review and when you will return

In a fictional case, a studio delivered a catalogue and the customer reports several links do not open. A first response could be: “We received your report about the catalogue links. I will review the delivered file and the addresses you identified. I will update you tomorrow before 13:00 through this channel, even if the review remains open.”

The time is an illustrative commitment, not a recommended deadline. Choose a time you can meet and distinguish an update from a resolution. If there is an urgent need, identify its impact and who must participate. Do not promise a finished correction before understanding the problem.

Compare the report against a shared reference

Proposed record for the fictional case
FieldUseful entry
Reported problemTwo links in the delivered catalogue do not open.
ReferenceVersion and date of the file sent.
Pending checkOpen those addresses and compare with accepted scope.
OwnerPerson reviewing and coordinating the response.
Next commitmentChannel and time of the next update.

Distinguish verified observations, possible explanations and missing information. An address may be wrong, a destination retired or a copy outdated. Investigate before attributing it to the customer’s browser or classifying it as additional scope.

Explain the decision and concrete action

If you confirm your own error, explain what happened clearly and offer a proportionate correction within your responsibility. If evidence shows another situation, explain the reference used and which option can be reviewed. A useful apology can accompany an action without replacing it.

For example: “We confirmed that two addresses in the delivered file were incorrect. We will prepare a corrected version and check those links before sending it.” Agree delivery and timing for the actual case. The Ombudsman’s remedy principle emphasizes acknowledging failures and acting to put them right.

Check the correction before closing

In the example, open the corrected version’s links and record the outcome. Identify which file replaces the earlier one, send it through the agreed channel and give the customer an opportunity to check. Record correction executed, customer informed and response received separately.

Later silence does not establish satisfaction. If no reply arrives, retain that state and the administrative closure actually applied. Our customer follow-up guide helps retain ownership and context; our scope-change guide helps when separate additional work is proposed.

Retain learning without circulating the complaint

Note which control was missing and the concrete change to review: checking links before delivery, identifying versions or clarifying opening instructions. Do not publish screenshots containing customer data or turn a private complaint into a promotional story.

Review similar cases before declaring a pattern. The customer journey can locate recurring confusion; this record retains one case’s investigation and closure. A verified correction is useful even while the later commercial relationship remains open.
